Human Handoff in AI Customer Support

A human handoff is the moment an automated support conversation is passed to a live agent, ideally with full context so the customer need not start over.

A human handoff is the transition point where a conversation being handled by automation is passed to a human agent. In customer support it is the safety valve that keeps automation honest: the AI handles what it can, and when a request exceeds its competence or authority, the conversation moves to a person rather than forcing a bad answer.

Handoff is not an admission that the automation failed. A well-designed system expects it. Some questions are ambiguous, some are emotionally charged, and some require a judgment call or an action the AI is not permitted to take. The goal is not to eliminate handoffs but to make the right ones happen at the right moment, and to carry the full context across when they do.

When a handoff should fire

Handoffs are usually triggered in a few ways. The customer can ask for a person outright. The AI can detect that it lacks a grounded answer (a knowledge gap) and escalate rather than guess. Rules can force a handoff for sensitive topics like refunds, complaints, or legal and medical questions. And frustration signals, such as repeated rephrasing, can prompt escalation before the customer gives up. The strongest trigger is often the AI recognizing the limits of its own knowledge.

What makes a handoff good or bad

The difference between a good and a bad handoff is context. A bad handoff drops the customer into a new queue where they must explain everything again — undoing whatever goodwill the automation earned. A good handoff carries the full transcript, the customer's details, and ideally a suggested reply, so the human agent picks up exactly where the AI left off. The customer should feel a single continuous conversation, not a transfer between departments.

Human handoff in Evoriqa

Evoriqa treats handoff as a first-class part of the workflow, not an afterthought. When the agent cannot help (or a customer needs a person), the conversation escalates into a shared inbox with the complete history and context attached. The human who picks it up gets an AI reply copilot with grounded, suggested responses, plus canned replies, internal notes, assignment, and CSAT, all in one place. Because the AI answers from your knowledge and says "I don't know" rather than guessing, handoffs tend to fire for the right reasons: the genuinely hard conversations, arriving with everything the agent needs to resolve them.

Worth measuring, once handoffs are running: what share of them the customer had to ask for. A rising number there usually means the knowledge base has a gap the agent is hitting before anyone notices it.
